Call Center Guide: A Short Explanation

Why Do Businesses Need Call Centers?

A call center is a department that handles communication between a company and its customers or potential customers through call center employees. Call centers are not limited to answering the phone: their employees manage incoming and outgoing calls and route calls between departments.

Although technology has improved, the phone is still the tool customers use most. When people have a problem, their first choice is to call the call center. For this reason, companies need an effective call center.

Companies do not use call centers only to talk to customers; call centers have many other useful functions. Call center employees also support customers, handle and resolve complaints, carry out telemarketing, provide technical service, and work on lead generation, surveys, and market research. In this way, the call center also supports other departments and generates resources for them. For these reasons, companies need a call center.

Types of Call Centers

Inbound

An inbound call center handles calls that customers make to the company. In this case, the customer initiates the communication. The purpose of these calls can be to get customer service, request technical support, make a reservation, or submit a request for any other need.

Since the customer initiates the contact, they should be able to reach a call center employee as quickly as possible. Otherwise, customers become dissatisfied when they cannot reach an employee in a short time. For this reason, it is important to have enough call center employees to connect customers quickly and to resolve their problem on the first call.

Outbound

An outbound call center handles calls that call center employees make to customers. The main purpose of these calls is not just to “sell”. The real purpose of an outbound call center is to keep communication with existing customers alive, build customer engagement, and find a solution when a problem occurs on either side. When the call goes to a potential customer, it is aimed at promoting the company and its products and services, as well as telemarketing.

In more detail, outbound calls serve many functions, such as customer service surveys, informing customers about the company’s new campaigns, telemarketing, getting to know the company’s existing customers, explaining the features of products and services, updating customers on the status of their previous complaints, and resolving complaints about pending invoices.

One of the most important rules is that if a customer says they don’t want to be called again, they must be removed from the company’s outbound list and never called again. It is not legal to call a customer again after they have told a call center employee that they do not want to be called, and the customer gains the right to sue the company. Another important factor is that the call content should be prepared around the purpose of the outbound call. Call center employees should stay within this content framework, because if an outbound call strays outside it, the call will fail to achieve its purpose.

Working from Home

In a work-from-home call center, employees work from home instead of in a single central location. Working from home is becoming common among businesses worldwide. It allows employees to work from anywhere and lets companies build a more diverse call center team. These call centers use software that distributes calls to employees in various locations. The company is also responsible for providing work equipment to its employees, supplying all the tools they need, including a headset, microphone, and even a computer.

The purpose of a work-from-home model is to enable companies to provide 24/7 service. This way, a company can run multiple shifts, easily plan its employees’ schedules, and set up a 24/7 system. It is also cost-effective, because the company does not have to pay meal and travel allowances to its employees or reserve a separate space for the department.

Tasks & Responsibilities

Help Customers Across More than One Channel (Email, Live Chat, Phone, etc.)

Out of habit, customers call the call center first and want to be connected to a call center employee. Unfortunately, every company has limited capacity and may have to keep customers waiting when demand is high.

  • If the customer’s request or complaint can be resolved via the website or app, you can tell the customer so. It is also effective to point out that the process will be much easier and faster that way.
  • If the customer has chosen one of the quick-action options, you can anticipate what they might request. Based on the customer’s choice, you can direct them to other channels by playing informational recordings instead of music while they wait. This way, you make customers aware that they can reach you through different channels.

Offer Personalized Solutions

When call center employees talk to a customer, they can see the customer’s profile in the system. When the request is entered into the system using keywords, the software can suggest personalized solutions that fit the customer’s profile and are in line with company policies. Call center employees can then present these solutions to the customer.

Create a Great Customer Experience

“First call resolution” is very important for customers. Customers want to get a solution right away; if they can’t, they will be dissatisfied and their attitude towards the company will change. For this reason, it is important to offer the customer easy and lasting solution options. In addition, offering more than one option increases the customer’s trust in the company and their satisfaction.

Another factor is the voice, pronunciation, attitude, and behavior of the call center employee. When customers call the call center, they want to feel taken care of. You should meet their expectations and satisfy your customer. That is why creating a great customer experience is so important: it affects the customer’s attitude towards the company and the brand’s value.

Document and Confirm Every Process

Trust is very important in relationships. For this reason, companies should follow a transparent policy towards their customers. When a customer completes any transaction through the call center, you should email them a document confirming the transaction. Another option is to send an SMS containing the transaction number. You can also include a link in the SMS to a web page that shows the details of the transaction. This way, customers can easily view and check the transaction and notice if there is a problem.

Be Solution-Oriented

Customers call the call center because they have a request. The purpose of the call center is to provide a solution to that request, and customers want to reach that solution as quickly and effectively as possible. Therefore, a call center should be dynamic and solution-oriented.

The company’s software and customer data analysis should support this. Call center employees cannot offer solutions to customers based on their own personal opinion. Therefore, when an employee enters a problem into the IT system, the system should suggest a few solutions within a defined framework. Call center employees should also stay calm and focus on understanding the customer. This way, they can identify the request, take a solution-oriented approach, and guide the customer.

Get Enough Information About the Product or Service

  • If a call center employee does not know the company’s products and services, how can they offer the customer a solution or market the company to them? A call center employee who does not have a good command of the company’s products or services also damages the brand’s image, because employees are one of the most important representatives of a brand. It makes the customer think that the brand is of low value and poor quality.

  • When customers make a transaction, they want a definitive solution. Not having full knowledge of the products or services may lead to misdirecting the customer, which results in lost customers or damage to brand credibility.

Improve Your Communication Skills

To improve communication skills, companies must first be careful during the recruitment process and test whether candidates are suitable for the job. Call center employees may encounter many different types of people during the day. This can wear employees down over time, and some candidates may not be psychologically suited to it; by temperament, they may not stay calm in every situation. For this reason, personality tests are important during recruitment.

Call center employees represent the company, because they communicate directly with customers on its behalf. Companies can provide training before employees start work, covering the company’s IT system, pronunciation, attitude towards customers, and what to do in an emergency. This way, employees learn how to behave with customers, and communication becomes more effective.

Conclusion

A call center is a department that handles communication between the company and its customers or potential customers. Call center employees manage incoming and outgoing phone calls and route calls between departments.

There are three types of call centers: inbound, outbound, and work-from-home.

  • Inbound: Manages incoming calls. Customers call the company, and their requests are resolved.
  • Outbound: Manages outgoing calls. The company reaches out to customers, and these calls can have many purposes.
  • Working from home: Minimizes the need for a central call center. It provides a home-office working environment for employees and makes 24/7 call center service easier for the company.

A call center is a complex structure. It also provides a valuable source of resources and feedback for the company, which makes it important. Working in a call center involves many tasks and responsibilities. For instance:

  • Help customers across more than one channel
  • Offer personalized solutions
  • Create a great customer experience
